2. Observe & Capture

Observe

  • What question keeps coming up?
  • Where do they seem unsure?
  • What are they trying to decide or accomplish?
  • What do they wish they knew?

Capture

  • Their exact words.
  • The prompt or follow-up question you used.
  • Their response.
  • The context needed to understand the exchange.

3. See an Example

Here’s how one everyday question moves from Capture to a useful published answer.

What you capture

Customer’s question: How often should I service my HVAC system?

Your follow-up: Do you know when it was last serviced?

Their response: No, it was already here when we moved in.

What you recognize and publish

Short answer: Most HVAC systems should be serviced once a year.

Why it matters: Regular service helps the system operate safely and efficiently.

Relevant example: If you moved into a home and don’t know the system’s service history, schedule a check now and use that date to begin an annual reminder.

Customer’s next step: Check your records. If you’re unsure when it was last serviced, call or book online.

The same approach works in other industries:

Retail: “Which paint finish should I use in a bathroom?” Ask about the space, recommend a moisture-resistant finish, and explain why.

Recognize: Recognize what makes the answer useful to others; treat the customer’s question as worth sharing. Format what you captured into a clear, useful post, add a relevant example and next step, and publish it on your website.

Choose one question you heard this week.

Write it exactly as the customer asked it. Record the follow-up question you used, their response, and any context needed to understand the exchange.
